Exactly. Customer care is hopeless here and this comes under the same general umbrella as what I mentioned about websites, et al - in general they seem to have a very poor grasp of putting themselves in the user's/customer's shoes. As you say - seeing out of the box, or getting out of their own heads. I wonder why (seriously).
